Reviewing a CRM vendor's service commitments
Check CRM uptime wording, support hours, response terms, exclusions and remedies against the proposed contract.
Read a CRM vendor's offer and governing terms together. Identify what applies to the edition you intend to buy: availability, support channels and hours, incident handling, exclusions and remedies. A status page or sales conversation can inform questions, but the applicable written terms establish the commitment.
Read an uptime promise closely
If a vendor states an availability target, ask what service it covers, how downtime is defined, which events are excluded, whose records measure it and what remedy follows a miss. A target is not necessarily a promise that every slow screen or failed third-party integration counts as downtime.
HubSpot's published product-specific terms include a section headed 'Service Uptime Commitment'. Check that section for the percentage, measurement period, downtime definition and exclusions that apply to the edition you intend to buy.
Ask whether a service credit applies if the uptime commitment is missed, what triggers it and what deadline applies. Check that these terms apply to the proposed purchase.
For Pipedrive, ask where any uptime commitment for the offered subscription is written, and whether it establishes a percentage uptime or repair deadline.
Separate first response from a fix
Record who may contact support, the available channels, hours in the relevant time zone, priority definitions and escalation route. Check whether a partner or third-party integration falls within support scope.
Zoho's published policy says its maximum response times refer to a representative's first response, not resolution. Classic support is listed with paid editions. Premium is a paid tier with longer channel coverage and onboarding guidance. Translate the offered hours into the Australian team's working hours.
HubSpot's product-specific terms include a Customer Support section. Check it for who can contact support, the available channels, hours and any response-time commitments.
For Pipedrive, confirm the actual subscription and support route in the applicable terms and on the pricing page.
Use a concrete incident question
Ask how the vendor would handle an Australian business-morning outage that prevents staff accessing open opportunities: who reports it, how priority is assigned, where updates appear and when escalation is available. Ask separately about a failed third-party sync.
Record the contract decision
Keep the applicable document versions, edition, covered users, support tier, hours, uptime definition, exclusions, remedy and claim deadline together. Ask the buyer's contract reviewer to resolve unclear wording.
Give the team an internal fallback and recovery owner for essential customer work; a service credit alone cannot tell staff how to handle an unavailable CRM.
